酒店的个性化服务应充分表现在服务过程中的各个细节当中。例如,餐厅来了客人,服务员可以针对客人的需要尽可能的安排在就餐环境他喜欢的就餐环境的地方,还有针对客人的档次,询问他所希望得到的档次的服务,询问客人喜欢菜的品种,并作出相对应的推荐,仔细的询问客人对菜的要求,是喜欢什么口味,有没有什么特殊的需求,是不要放糖,或者不要酱等。餐饮部针对客人的口味制定出特有的菜单。例如,餐饮部准备客人婚宴时,婚礼中专用的菜肴应包涵着隆重的祝福之意,而且相同的菜单不会出现第二次,让客人感觉到是为其单独所制作,感觉到自己的结婚的菜肴也是独一无二。客房部可以根据客人的需求,布置个性化的婚房,假如客人喜欢粉红色,那客房在布置的时候也会把这一因素给考虑进去,进酒店的最大可能,例如给床单和被套换上粉红的颜色,在床边放上玫瑰和一些粉红色的蜡烛等。婚礼结束时,可以送一些特意制作的点心送到客房,包涵着酒店员工对他们的祝福之心,送点心的酒店员工把诚心的祝福的话语送到他们的身边。

(三)实施人性化酒店管理

酒店要为客人提供个性化服务就必须对员工开展人性化管理。让员工真切感到管理者对其人格的尊重和爱护,在员工中构筑共同的价值观,从而使其焕发最大的工作热忱,推动饭店各项管理职能的实现和集体效力的发挥。保持个性化服务的持续性需要依赖于基层管理人员和广大员工高度敬业精神和良好的职业习惯。酒店的完整有效的激励机制是保证酒店员工高度敬业精神和良好的职业习惯的重要条件。酒店应注重激励机制的完善,管理人员可通过查看顾客的服务意见,抽查员工的工作日志等各种途径收集优质服务信息,同时开展多种方式奖励、表彰活动,对具有创造性提供优质服务的员工给予物质及其精神方面的鼓励,在酒店中形成关心顾客、助客为乐的服务风尚。例如,可以定期开展报告会,让酒店员工把自己的个性化服务案例在报告会上进行宣讲,然后进行评比。通过宣讲,让其他员工从中学到个性化服务的方法。给予每个员工是很好的精神激励。最后通过评选,酒店颁发物质奖励进行肯定,从而保证了个性化服务的持续性。管理层注重感情的投资,和人际关系的协调,关注员工的切身利益,以使员工和企业形成一个“情感共同体”,营造一种“人尽其职,才尽其用”的氛围,才有效开展酒店的个性化服务。

摘要:高等职业 教育 人才培养模式的重点是教学过程的实践性、开放性和职业性。应把工学结合作为高等职业教育人才培养模式改革的重要切入点,积极推行与生产劳动和 社会实践 相结合的学习模式。这一实践教学的课程模式为酒店市场营销课程的教学带来了新的契机,也为酒店管理专业的实践课程开拓新的思路。

酒店市场营销是酒店管理专业的专业基础课程,其主要目的是使学生了解酒店市场营销的基础知识,要求学生树立以顾客为导向的营销意识,能够具备进行酒店市场调研、市场环境分析、 营销策划 、产品设计、公关销售等岗位技能。从以往的教学过程来看,一方面,传统的课程模式过于呆板,不能起到培养专业酒店营销人员的作用;另一方面,学生缺乏校内实践,考试方式也以理论考核为主,实践教学不能被很好应用于教学当中,这直接导致了学生动手能力差。

教育部在《关于全面提高高等职业教育教学质量的若干意见》中提出:高等职业教育人才培养模式的重点是教学过程的实践性、开放性和职业性。应把工学结合作为高等职业教育人才培养模式改革的重要切入点,积极推行与生产劳动和社会实践相结合的学习模式。这一实践教学的课程模式为酒店市场营销课程的教学带来了新的契机,也为酒店管理专业的实践课程开拓新的思路。

一、实践教学模式的应用

酒店市场营销这一课程打破了传统的课堂教学模式,将部分课堂搬到了校园“学府悠游咖啡厅”,教师在实训地点边教学边作为学生的营销技能指导老师,在教学过程中尽量模拟学生将来在酒店市场营销部的工作过程,让学生在学习中训练完成将来的工作任务。而学生边学习边实践,按真实的营销过程进行咖啡厅产品的营销工作,在真实的工作情境下进行学习。完成“素养与专业、知识与理念、能力与技术、培训与认证”功能于一体的校内生产性实训基地建设。

二、教学内容与实训合一

(一)教学内容的选取

课程组根据本课程的教学目标,结合学生在酒店的真实营销岗位(营销专员、营销部文员和营销经理)和 岗位职责 进行教学内容的选取。为缩短人才培养目标与学生就业岗位群认知要求的距离,还适当补充了职业资格标准要求,体现“学习即工作、工作即学习”的职业教育理念。

(二)教学内容的设计

课程组把酒店市场营销的课程分为理论教学环节和实践教学环节。在课程内容设计的过程中将酒店市场营销最重要的几个过程:商品市场调研→撰写 调研 报告 →找准目标市场→打造酒店产品→制定酒店产品价格→建立销售 渠道 与“学府悠游咖啡厅”的生产任务相结合,做到“做学合一、情境学习”。

(三)教学过程设计

根据以上的项目内容进行实践教学设计,笔者将选取项目四中的实践任务——咖啡厅酒店产品设计为例进行教学过程的设计,教学过程通过以下几个环节进行。

准备工作:把学生分组,准备纸、笔等。

第一,导入课程、提出任务——设计一个咖啡厅产品。根据上几节课完成的实践任务,我们进行了目标市场的定位——学校的师生及家属区业主。根据以上市场定位设计一款咖啡厅产品。要求:饮品+快餐食品,有可操作性。

第二,计划。根据前几节课收集到的市场调研信息制定产品设计计划,学生可以结合学校中午用餐的高峰期,或一些大型节日,先在充分考虑咖啡厅的具体情况下进行设计。

第三,决策。在以上几种计划中选取最优者,进行下一步的实施。

第四,实施。学生动手,完成任务。每组学生在掌握了所领任务后,在咖啡厅进行实际的操作,完成产品的设计。(学生大一时曾在咖啡厅实践,因此,有着较好的操作基础。)并在咖啡厅进行现场演示,解说产品性质、特征。

第五,控制。在学生现场演示的过程中,其他小组的同学以及教师进行监督和控制,把程序和职业礼仪中不规范的地方记下,在评估时提出。

第六,评价。各小组根据组员的表现进行小组内组员评价、小组互评。指导教师对学生的表现进行针对性的点评、纠正、示范、再练习,最后进行考核与评分,作为单元测试纳入整个课程的考核体系之中。

三、教学效果评价

首先,教师在咖啡厅进行课内实践教学,以学生为主体,让学生有机会、有能力去动手操作。动脑分析一方面可以调动学生的学习积极性,使学生从被动的学习状态转化为主动学习,提高学生的学习兴趣;另一方面也可以让教师在参与社会实践的过程中准确定位理论教学和实践教学的结合点,提升教师的实践操作能力。

其次,酒店市场营销是源于实践,又应用于实践,因此,学生的营销能力不是教出来而是训出来的。通过在咖啡厅的实践教学,提前感知市场营销工作的艰辛和产品设计的复杂,适应将来的酒店工作环境,让他们成为成功的酒店营销人。

第三,考核方式由原来的纸面考核,转化为过程性和终结性考核相结合的方式。由同学、教师和消费者共同为学生的工作任务打分。

第四,学生接受的实践项目紧密结合咖啡厅相应产品的生产推销,以任务形式驱动学生完成专业学习。每个教学过程以特定的工作过程为对象,进行市场分析、调研、撰写调研报告、进行营销策划等,所有环节均围绕着真实业务开展,业务随市场不断变化而更新。经过学生实践课程设计的咖啡厅产品,成为了校园“学府悠游咖啡厅”的主打产品。

前言

市场营销是酒店的一种市场经营活动,即酒店从满足消费者需求出发,综合运用各种科学的市场经营手段,把商品和服务整体地销售给消费者。对于酒店尤其是经济型酒店而言,市场营销是经营活动的重要组成部分,它通过研究宾客的需要来促进酒店客源的增长,开发潜在的市场,进而增进酒店的收益。

本文将以经济型酒店为例,来探讨市场营销在我国酒店业中所起的作用,并分析其现状和问题,提出相应的对策。

一、我国经济型酒店的特点分析

(一)管理结构:精简高效。

经济型酒店奉行以人为本的管理理念,强调“一专多能,一人多岗”,对人员进行优化配置,如四星级、五星级酒店设有副职,管理阶层有6个,而经济型酒店则为1:0.4,这样,既简化了组织结构又降低了人力资源成本。这也是经济型酒店在人事管理方面的一个创新:即在这个劳动力资源密集型的产业通过缩减人力进行机构精简,同时根据市场需求灵活来进行人才招聘。

(二)经营模式:成本节约,性价比高,适用连锁经营。

所谓高质量低成本指:在酒店业发展成熟的国家,经济型酒店只是投资标准和设施配套少而已,在必备项目和基本服务上,它与高档酒店的水平应是一致的,其基本的管理服务质量不能下降。经济型酒店房价不高,但干净、舒适、安全、实惠,以优惠的房价和优质的服务为最大卖点。一般采取连锁经营、特许加盟等形式实现品牌延伸,各连锁店之间统一品牌形象、统一服务标准、统一物资配送、统一市场推广。

二、我国经济型酒店在营销中所存在的问题分析

(一)市场细分不完全。

由于起步晚,很多酒店对目标市场的划分不够细,导致了市场重叠。根据国外的发展 经验 ,经济型酒店有三类档次:有限服务酒店、经济酒店和廉价酒店。有限服务酒店属于高档次,经济酒店属中档,廉价酒店则属于最低档次。这三种层次的酒店价格相差很大,硬件设施的差距也很大,有限服务酒店的客房硬件设施不亚于四五星级宾馆,而一些廉价酒店的客房设施比较简陋。但是在目前中国市场上还没有出现非常清晰的产品层次的划分。

(二)缺乏专业的营销人才。

经验证明,经济型酒店比较适合连锁经营。但是,国内酒店学校的培养体系几乎都是围绕单体酒店的运营和管理来展开的,因此,具有连锁酒店 管理知识 与技能的人才极为缺乏。国有酒店经营者的选拔机制不完善使经济型酒店职业经理人缺乏产生的土壤,很少有既精通连锁经营又掌握酒店管理的人才,此外,中国以往的酒店人才是按照高星级酒店的服务规范和特性培养出来的,无法适应经济型酒店一人多岗,一职全能的技能要求。

(三)市场营销手段缺乏,销售预定网络不全。

与国外品牌相比,国内的经济型酒店品牌缺乏市场营销的意识和手段。很多经济型酒店知名度低,品牌形象构建不成功。由于资金、经营者素质等多方面条件的限制,更多的酒店处在自我摸索阶段。大多数酒店仍没有重视市场区分和特色产品的开发,依旧用大众化的产品面对广大市场。另外,除了锦江之星、毛家快捷等少数几家酒店连锁建设了独立销售预定网络和电话中心,其他很多酒店都主要依靠专业的订房中心和旅行社来销售客房。即使有预定网络,其技术和效率也不高。

三、我国经济型酒店的市场营销策略分析

(一)转变营销观念,创新营销模式。

1.内部营销,全员参与。

酒店内部营销就是饭店内部全员促销,这是酒店营销的继续和延伸,是节约营销成本的最好形式。一方面内部促销是面向已经入住的客人或老顾客进行的促销,稳住已有的顾客就是稳住已有的市场份额。另一方面内部促销不需要专职人员,与外部促销活动相比既容易又方便。从总经理到服务员,从前台到后台,人人都可参与,酒店全员都是义务推销员。只要把全体员工的积极性、主动性调动起来,再适当地掌握一些 方法 和技巧,酒店就会形成强大的内部推销力量。

2.关系营销,感动顾客。

酒店关系营销的目的在于提高常客的忠诚度、巩固市场份额。酒店关系营销中常用的手段有:常客优惠、以快速办理登记和结帐、记录常客以往信息提供个性化的住店服务。一次个性化服务的经历会给客人留下深刻的印象。酒店定期与选定顾客接触,了解他们对服务工作的意见和建议,这样会使他们认为酒店是自己关系网中的一员,有亲近感,在他们需要到酒店消费时会下意识地首选该酒店。

(二) 进行合理的酒店营销策略组合。

美国市场营销学家麦卡锡教授把市场营销要素归纳为四大类:一是产品(product),二是价格(price ),三是分销(place ),四是促销((promotion ),主要研究如何扩大市场。因为这四个要素英文字第一字母都是P,故简称为4P。

1.产品策略。

经济型酒店在中国快速扩张,同质化竞争非常严重,市场细分是必然趋势。以产品差异化为动力的经济型酒店的专营化发展可以避免同质化带来的恶性价格竞争,并且将不同消费者的潜在需求转化为现实需求,从而形成细化的专业市场,使得经济型酒店产品形态更加丰富,市场竞争规范有序。虽然经济型酒店提供的是有限服务,但这并不意味其产品是简单或简陋的,经济型酒店需要对目标市场再进行细化,确定自己酒店的目标顾客是商务客还是旅游观光客等,针对自己的主要目标顾客群,分析其心理,认真研究其消费需求,为其提供最适合的产品与服务。

2.定价策略。

经济型酒店既不能单纯强调创利而忽视市场和竞争形势,又不能为追求市场份额而陷入价格战。价格策略是经济型酒店重要的营销策略之一,酒店需要以成本为基础,按照季节为各个细分市场制定灵活的、层次不同的价格,以最终达到营销目标。

3.营销渠道策略。

网络是一个很好的信息平台,它加快了人与人之间的沟通与交流,酒店通过互联网宣传企业形象,更快捷、清晰、全面、互动,使酒店服务变得有形化。利用多媒体技术可以把酒店设施设备、内部的环境装修,还有各种特色服务,都在互联网上非常动态的表现出来。客人可以更快的了解酒店,足不出户就可以在家里得到视觉上、形象化的服务。
